Customer Service Management (CSM)

Customer support journeys with connected cases, knowledge and service operations.

ServiceNow CSM connects customer interactions with the teams and processes that resolve them. Cases, knowledge, service entitlements and operational context can work together, giving agents a clearer route from enquiry to resolution.

We design around your customer service model: case categories, ownership, escalation, self-service and the product or account data agents need at the point of work.

Good fit if

  • Customer support cases are scattered across inboxes or tools
  • Customers cannot see case progress or find useful self-service
  • Agents lack product, order or entitlement context
  • Case ownership and escalation paths vary by team

Useful to have first

  • Customer service process owners and agent representatives
  • A defined customer/account/contact data source
  • Current support categories, service levels and escalation expectations

What the work covers

  • Case intake, categorisation, routing, escalation and resolution
  • Customer and contact account structures
  • Customer self-service portal and knowledge search
  • Entitlements, service levels and case prioritisation
  • Agent Workspace and customer service reporting
  • Integration with CRM, order, product and service systems

How we build it

Case models are agreed against real customer intents and resolution ownership, so routing reflects the operating model rather than generic queues.

Portal design prioritises the common customer journeys: find an answer, raise a case, see status and add information.

Account, contact and entitlement data sources are explicitly mapped; duplicate identities and stale account records are addressed before launch.

Flows connect case outcomes to fulfilment teams and systems with monitored integration boundaries.

What you receive

  • Documented customer case model and ownership map
  • Configured case workflows, routing and escalations
  • Customer portal and knowledge experience for agreed journeys
  • Agent workspace and reporting configuration
  • Integration mapping and test evidence
  • Operational and content handover

Common questions

How is CSM different from ITSM?

CSM supports customer-facing service processes, customer accounts and external self-service. ITSM is primarily internal IT service management. Both can share platform capabilities while keeping their process models distinct.

Can CSM integrate with our CRM?

Yes, through IntegrationHub or API patterns depending on your CRM and data model. The design agrees which system owns each customer field and how updates are reconciled.

Do we need a customer portal?

Not for every service. We identify which customer journeys benefit from self-service and shape a portal around those rather than building a portal for its own sake.

How do you improve case routing?

By mapping categories to real resolver ownership, validating the rules against representative cases, and monitoring assignment outcomes after launch.
